Omnichannel Inbox

An omnichannel inbox is one shared workspace where customer messages from WhatsApp, email, SMS and social channels arrive in a single queue, and every conversation has an owner, a status and the customer's record beside it.

What is an omnichannel inbox?

An omnichannel inbox is a tool that pulls the conversations customers start on every channel you offer into one queue the whole team shares, instead of each person watching a separate app on their phone or a mailbox in their own name. Showing all messages on one screen is not enough to earn the name. What matters is that each conversation is treated as a unit of work with a named owner, a clear state such as waiting on us or done, and a link to the customer's CRM record, so whoever opens it sees the history and open deals before typing a word. That shift turns customer replies from scattered individual effort into a process whose speed, distribution and quality can be measured.

Multichannel and omnichannel are often confused. A multichannel business is present on WhatsApp, email and Instagram but runs each one separately, so customers repeat themselves every time they switch. An omnichannel setup feeds every channel into one customer record.

Illustrative example: a shopper asks under a car dealership's Instagram post whether a certain trim is in stock, messages the showroom's WhatsApp number an hour later, and emails the next morning to request a formal price offer. In an omnichannel inbox all three land on the same contact, so the salesperson answering the email already knows which trim was asked about and does not ask again.

In Naffes CRM

The Inbox in Naffes CRM is pinned at the top of the sidebar and brings together email, WhatsApp, SMS, customer-portal chat, Messenger and Instagram direct messages, and public comments on the connected Facebook Page and Instagram account. Views for All, Mine, Unassigned, Waiting for us, Bot handling and Done sort the work, a filter narrows it by channel, and the linked CRM record sits beside the open item.

  • Visibility follows permissions. By default a rep sees only threads assigned to them plus unassigned ones; workspace admins and roles with the 'See the whole team's conversations' permission see everything.
  • Ownership travels with the thread. Reps claim an unassigned conversation or assign it to a teammate, and the linked deal moves to the same person.
  • Closing needs a reason. Threads close as resolved, won, lost, no response, spam or other, and reopen automatically when the customer writes again.
  • One person is notified. A new message alerts the thread's assignee, otherwise the contact owner, otherwise the workspace owner, and a burst of messages produces a single alert.
  • Work starts from the thread. Create a deal or contact, link an existing deal, or open a help desk ticket without leaving the conversation.
Note

Before you rely on it: new conversations are not distributed round-robin; they wait in Unassigned until someone claims them or a bot handoff assigns them. Messenger and Instagram are reply-only: you cannot start a new DM from Naffes, and a reply goes through only inside Meta's 24-hour window. DMs and comments also depend on Meta's review of the Naffes app, so confirm they are live for your account before you build a process on them.

What makes a shared inbox actually work

  1. Name who watches the Unassigned view on every shift. A thread without an owner is always the first one to slip.
  2. Use close reasons every time; later they tell you how many conversations ended in a sale and how many ended in silence.
  3. Track first response time. A buyer who messages three suppliers at once usually goes with the fastest, which is the idea behind speed to lead.
  4. On WhatsApp, watch the 24-hour window: a reply after it closes needs an approved template.

Questions

Questions 2

Does an omnichannel inbox replace a ticketing system?

Not entirely. The inbox suits quick conversations and sales questions; requests that need a priority, a resolution deadline and follow-up belong in tickets. In Naffes, a WhatsApp, SMS, Messenger or Instagram conversation can become a ticket, and the agent's reply still goes back on the same channel.

Can every employee see every conversation?

Not by default. Reps see their own threads and unassigned ones, while admins, managers and any role granted the whole-team conversations permission see them all.
